Delighting the 'Informed' Customer:
Strategies for Retailers and Consumer Products Manufacturers

In Today’s Context

The consumer products industry is going through a dramatic change. Gone are the days when the retail outlets were the only points to serve a customer. Even, gone are the days when online presence and e-marketplaces presented alternative lucrative channels to reach thousands of customers through innovative business models. These traditional methods relied heavily on advertising and promotions in a one-way traffic to influence customer preferences.

‘Informed’ Customers

Customers are more informed now than ever before. Through online communities, blogs, user forums, social networking sites, information about products and services – including competitive differentiations and user experiences – are more readily available today to discerning and tech-savvy customers, which influence their choices, even before they step into a retail store.

However, this also opens up a new channel of communication, and presents a unique opportunity for both manufacturers and retailers to get closer to their customers. By understanding their customers better through analysis of these customer generated media, manufacturers can now micro-segment markets, and provide products, services and after-sales support, through multiple channels to niche groups of customers previously impossible to differentiate. Retailers' roles are also changing from mere consolidators of products to that of value-added service providers. This changing landscape mandates tighter collaboration between the retailers and manufacturers with respect to demand signals, fulfillment, customer preferences, feedback and buying behavior. The bottom line: to increase revenue and maintain profitability by 'delighting' this new breed of customers, a whole new strategy is required.
